ShowUhow Improves Service and Reduces Return Woes
Americans make 48 billion “help” calls to customer service representatives each year, according to Emily Yellin, who has recently authored a book on the subject. Titled “Your Call Is (not that) Important to Us,” Yellin argues that customer service should be treated like the “new marketing.”

That’s an important tip for furniture companies exploring online or discount distribution channels that deliver products to consumers in a box marked, “Some assembly required.”

“Returns and service calls cost manufacturers and retailers money and customers,” says Kim Folsom, CEO of VuQuest, an AHFA Supplier Division member. VuQuest has developed a web-based, self-service customer support platform called ShowUhow. It includes step-by-step, easy to follow Video Instruction Guides that make product assembly easy for consumers. The platform also allows consumers to register their products for warranty purposes and order parts from their desktop. And manufacturers can survey customers, announce new products, issue consumer product safety information and offer coupons or other online promotions – all from the same platform.

Folsom says ShowUhow reduces product support costs by up to 30 percent for products that require assembly or installation. Further, their research shows that it reduces product returns by up to 50 percent.

“Many companies in the RTA furniture space are distraught with high product return rates,” Folsom points out. “They are fearful of escalating customer support costs.”

Yellin documents those costs in several ways. The average “wronged” customer used to tell 9 to 15 people, according to the now-defunct White House Office of Consumer Affairs, and 13 percent would tell more than 20 people. But in an era when bloggers can reach millions, those numbers barely scratch the surface of the potential damage today’s dissatisfied customers can do. Yellin’s book tells of several average consumers who became overnight television and Internet celebrities when they went public with their customer service tales of woe.

Since the mere words “Some assembly required” can cause stress to many consumers, the offer of a video instruction guide can remove a major impediment to buying, Folsom points out. And, for companies promoting their environmental stewardship, the online assembly instructions reduce use of paper and printing.

AHFA is using the ShowUhow video instruction guide for yet another purpose – communicating safety information. To reduce the number of children injured by furniture tipping over, ASTM International recently revised its voluntary furniture tip-over standard to require manufacturers to provide tip restraints with all clothing storage units more than 30 inches tall.

“Tip restraints attach the piece of furniture to an interior wall, the wall framing, or other support to help prevent the piece from tipping over,” explains AHFA Vice President Bill Perdue. “However, if not installed correctly, tip restraints can and will fail.”

Therefore, the Alliance is working with ShowUhow to produce a video instruction guide that demonstrates proper installation of a tip restraint.

“The video guide will be housed on our consumer website. It will spotlight several AHFA member companies that are in compliance with the voluntary tip-over standard,” Perdue says. “If consumers leave the tip restraints in the box when they purchase a new piece of furniture, the industry’s efforts to provide this safety device are for naught.”

AHFA members receive a 10 percent discount on ShowUhow’s setup and hosting fees.

Hickory Springs Manufacturing Company, an international supplier of components for the furniture and bedding industries, has launched a website and information campaign to help inform upholstery buyers about sustainable upholstery components. The “EarthCare Inside” campaign highlights Hickory Springs’ soy-based Preserve foam, as well as recycled steel used for sinuous and coil springs, sleeper mechanisms and motion furniture mechanisms. “New products will be added as they are developed, and all EarthCare Inside components will be submitted for independent outside testing to confirm their claims to being sustainable and environmentally friendly,” says Dwayne Welch, executive vice president of sales and marketing. Brown Wood, Inc., headquartered just outside of Chicago, has opened a large diameter turning facility in New Philadelphia, Ohio. The new facility expands the company’s ability to provide high quality, American-made wood parts and assemblies. It focuses on large diameter turnings (over 2.5 inches in diameter). Brown Wood is running state-of-the-art hydraulic Wema Copy lathes at the Ohio facility, as well as several Mattison Lathes. Capabilities include reeding, roping and fluting. Brown Wood can turn up to 11.75 inches in diameter and up to 130 inches long. The new facility gives Brown Wood an expanded ability to provide short runs and quick turnaround, in addition to its existing capability for long production runs.

CV International, Inc., a Norfolk-based freight forwarder and customs broker, announces a partnership with Southeast Distribution Association (SEDA). SEDA, a not-for-profit shippers association, was founded in 2007 by 12 companies involved in international shipping of lumber, logs and other forest products. CVI was hired by SEDA to assist in ocean contract negotiations, contract management and freight forwarding services. The intent of the SEDA founders was to establish direct ocean freight contracts for their membership by pooling container volumes. By doing so, the founding members sought to take more control over the shipping process and costs by dealing directly with ocean carriers instead of through a third party. To date, SEDA has five partner carriers offering competitive ocean freight rates to every destination in the world. The current SEDA membership comprises 14 companies moving over 10,000 containers per year. The organization is currently working with major furniture importers on establishment of container matching programs.

Envirawood, a laminate, faux wood veneer product from Environmental Wood, Inc., qualifies for Greenguard certification, according to test results from Air Quality Sciences, a testing laboratory recommended by the Greenguard Institute for green product testing. Environmental Wood has not yet applied for the Greenguard label. Envirawood is manufactured with a UV-protected and durable, scratch-resistant, high gloss and satin finish. Test results showed the product contained 1/10th the total allowable volatile organic compounds (TVOC) emissions; 1/20th the allowable formaldehyde emissions; and 1/50th the allowable aldehydes emissions.

Cargill's BiOH® polyols business has launched several initiatives to help educate consumers about products made with BiOH brand polyols. In July the company launched a video furniture campaign, “Soy Style: Did You KnOH?” on its consumer website, www.experiencebioh.com. Each day a different manufacturer that uses foams with BiOH polyols was highlighted. BiOH polyols are soy-based ingredients designed to replace a portion of petroleum-based materials used in bedding foam and upholstered seat cushions. AHFA member companies participating included American Leather, Bauhaus, Broyhill, C.R. Laine, Harden Furniture, Lane and Precedent. Visitors to experiencebioh.com were eligible to participate in a comment contest, with cash rewards for the person who submitted the most interesting or engaging comment each day. The website was launched last year with the purpose of engaging directly with environmentally-focused consumers. They can ask questions and link directly to manufacturer and retailer websites. In another consumer-focused initiative, BiOH partnered with HOM Furniture, a Minneapolis home furnishings retailer, to educate consumers in the Twin Cities about mattress products made with BiOH brand polyols.

“Research indicates that consumers are hungry for accurate information regarding environmental claims,” says Yusuf Wazirzada, president of Cargill’s Biobased Polyurethanes business unit. “They want to make fact-based purchase decisions and are skeptical of ‘greenwashing.’ We want to provide retail partners with simple, understandable information to inform their customers about the benefits of soy foams with BiOH polyols.”

Plataine, a leading provider of production optimization solutions for manufacturers of metal, wood, textile and composite-material products, announces the release of NESTERwood v7.0. NESTERwood v7.0 offers a long list of product enhancements - from improved nesting performance to a new user-interface. Columbia Forest Products, a manufacturer of hardwood plywood and veneer, has received approval from the California Air Resources Board (CARB) to be exempted from routine formaldehyde emissions testing for its veneer core hardwood plywood products produced with soy-based PureBond® formaldehyde-free resin technology. The exemption was granted in the “No Added Formaldehyde” resin category. PureBond is the first domestically-produced hardwood plywood to achieve the exemption, which assures Columbia customers that they are receiving panels that meet the challenging Phase 2 formaldehyde emission limit of .05 parts per million – the most stringent formaldehyde emission standard in the world today. The Phase 2 limit on veneer core hardwood plywood isn’t scheduled to take effect in California until January, but the PureBond veneer core panels are Columbia’s standard product and available now. Said Columbia Forest Products President Brad Thompson: “Our employees no longer work in the proximity of formaldehyde fumes, and our customers are now able to avoid potential indoor air quality issues, as well.”

According to Steve Pung, Columbia’s vice president of technology, formaldehyde is widely used by industry to manufacture building materials and numerous household products, but it also is a by-product of certain natural processes. Wood itself releases very small amounts of formaldehyde. “This is one reason why the CARB Phase 2 limit was set at .05 ppm – to allow for the ‘naturally occurring’ formaldehyde factor,” he notes. However, PureBond is 100 percent formaldehyde-free, so these veneer core panels contribute no more VOC’s to indoor air than natural wood itself, he points out.
